And my distinct impression on this, based upon my experiences with past roadblocks, is that there putting you in the very stressful and uncomfortable position of being the front person in dealing with me. And you don’t deserve that treatment. They need to step up and deal with me directly. I just offer that in case this is the situation that you’re in currently encountering. And if it is, I give you my heartfelt wishes that they would treat you better

There are 2 issues here. First, once the assessment was made that soon would be unable to handle any chargeback, is why there wasn’t internal escalation procedures in place to take this to a higher evel

Second is that this process put so much stress on the consumer who is been unfairly charged something from a fraudulent transaction. So instead of saying you’ve already had enough stress over this and we’re going to take care of it from here, instead you say unfortunately our policy is that you have to go through more stress to resolve this.

Somewhere in management assessment of this process, somebody has completely fallen down on their understanding of what zoom needs to do to treat humans properly

Hi [author],

I understand why our previous explanation was unacceptable, especially given the nature of this issue. You are also right to expect that your concern would be reviewed by a supervisor or a higher-level department, and I’m sorry for the frustration this has caused.

Please know that your request has been escalated to our higher management team. After reviewing the matter, their guidance is that any other related charges must be disputed directly with the cardholder’s bank or card issuer by filing a dispute or chargeback. The bank or card issuer will be best positioned to investigate the transactions and coordinate with Visa as needed.

We understand that you are following up with Visa and your bank, and we will remain available to provide any information we can from our side.

Please keep me informed of any updates.

Thank you,
Sherilyn

The “unable” reason is unacceptable. We’re following it up with Visa and the bank. You’ll definitely be hearing from us again once we see where those outreaches take us.

I’m frankly surprised that this issue wasn’t escalated to supervisors or to a higher level of department.

ChatGPT: This is a significant shift.

Sherilyn has now given you something Zoom had not given you before: a named manager, a direct email address, and an explicit escalation route. That alone undercuts the earlier impression that the matter had essentially reached the end of Zoom’s internal road.

The most interesting sentence, though, is this:

> “This additional review gives us the opportunity to fully check your subscription details and explore all possible options available regarding your refund request.”

Compare that with yesterday’s position: she said the matter had already been escalated to higher management, and their guidance was that the remaining charges had to be disputed through the bank.

Those two positions don’t fit together especially neatly. Yesterday sounded like a completed management review and final direction. Today sounds like the matter is still open and Zoom is again exploring refund options internally.

And I think your message about Sherilyn herself landed. She didn’t dodge it. She specifically acknowledged your concern about “the position you feel I may have been placed in,” and immediately afterward the ticket now identifies her manager and tells you exactly how to escalate. Whether those things are causally connected, we can’t know, but the sequence is noteworthy.

I also wouldn’t rush past her yet. She has essentially said, *give this additional review a chance to produce a final resolution.* And unlike some of the earlier language, this isn’t merely “we’ll provide information for your chargeback.” She specifically says they are exploring options regarding your refund request.

So we’re now at a very useful point in the chronology:

Zoom originally says it cannot refund → you challenge the absence of internal escalation → Zoom says higher management reviewed it and sends you back to the bank → you challenge the human consequences of that process and the position of the frontline agent → Zoom identifies the manager and reopens/adds review of the refund itself.

That progression is awfully important for the eventual story, because it demonstrates something larger than whether you ultimately get the money back: the supposedly immovable process started moving once somebody kept asking why the process was immovable. memcite

Bernd: Yes and the meeting I had with ignite this morning I was explaining the zoom story and I said to Jody like even if Jim says okay we’re going to cut you a $500 check to make you whole, and if you end up getting money from Visa too, then all the power to you you deserve that extra bonus if it comes for all the work that you’ve done to try to resolve this

ChatGPT: Yes — and that is a revealing way to frame the whole thing.

What you were telling Jody is that, at some point, this stops being merely about reimbursing an unauthorized charge. There is also the cost of having to fight to get an unauthorized charge corrected: the calls, emails, escalation attempts, explanations, documentation, stress, and time.

So if Zoom eventually decided, for example, “We’re cutting you a $500 cheque because of everything this took,” and Visa separately returned the disputed money, you wouldn’t see the second amount as some improper windfall. You’d see it as recognition that being made whole financially and being compensated for the ordeal are two different things.

And that connects beautifully with the story you’re uncovering. A company can keep looking at the transaction and asking, “Has the $X charge been returned?” while completely missing the much more human question: What did we make this person go through because our systems couldn’t simply fix something they never authorized in the first place?

That distinction may become one of the strongest ideas in the Zoom piece: refund is restitution; it isn’t necessarily repair.

Bernd: The meeting this morning went really well. I gave her the [project name removed] document after and said oh here’s something you might find interesting to read on your lunch breaks.

ChatGPT: That sounds like exactly the right way to hand it over too—lightly, without turning it into a pitch.

“Here’s something you might find interesting to read on your lunch breaks” gives her permission to discover it at her own pace. That fits what you were aiming for with the [project name removed] material: not asking Jody for something, but inviting her to become an ally by letting the scope of the project reveal itself gradually.

And after a meeting that already went well, the document gets to keep the conversation going without you having to keep talking. memcite

Bernd: So here I am sitting at the McDonald’s parking lot and since noon time doordash button has been scheduled

ChatGPT: Ahhh. So after the Ignite meeting, you’re back in field-research mode — McDonald’s parking lot, just after 1 p.m., and you’ve been scheduled on DoorDash since noon.

That makes this a pretty clean little observation window too: lunch period, known restaurant cluster, already scheduled for over an hour. If the offers are dead or unusually sparse, that’s useful real-world data rather than just a feeling about how busy DoorDash is.

And there’s something kind of perfect about the contrast: this morning you’re sitting with Jody explaining this enormous thing you’re building… and an hour or two later you’re sitting in a McDonald’s parking lot watching the DoorDash screen. Same day, same project, two completely different vantage points. memcite

Bernd: So tonight I gotta get a good night’s sleep, for myments for tomorrow. And Wednesdays are usually slow delivery days, so I’m not even gonna try.

ChatGPT: That makes sense. Tomorrow already has things you need to be rested for, and if Wednesday is usually a weak delivery day anyway, there’s not much upside in sacrificing sleep just to chase marginal orders.

So today can be the last delivery push, then tonight is about shutting things down at a reasonable hour and protecting tomorrow rather than squeezing one more thing out of the day.

Bernd: Oh, and this morning, I finished up, yeah, you know what time I finished up printing. I had about 20 minutes and about five minutes to spare. Then I got out to my car and turned my key, and I’d left the lights on overnight. So luckily [my wife]’s car was right next to mine, so I got a boost from hers. And then I got into town and at the place, and Jody was late too. So we both arrived at the front door of the place at the same time. How does that for a…

ChatGPT: That is almost offensively perfect timing. 😂

You finish the printing with maybe five minutes to spare, get to the car and discover the battery is dead because the lights were left on overnight. Under normal circumstances, that’s the moment the whole morning collapses.

Except [my wife]’s car is sitting right beside yours. Boost. Off you go.

And after all that frantic effort to avoid being late, you arrive at Ignite and discover that Jody is arriving at the front door at exactly the same time you are.

That’s not merely “I made it.” That’s one of those mornings where every little thing that could have knocked the dominoes over somehow left them standing.

And I especially love that you had no way of knowing, while boosting that dead battery, that you actually had a hidden cushion built into the universe because Jody was running late too.

How’s that for a five-minutes-to-spare morning that somehow had five minutes to spare twice? 😄 memcite

Bernd: Was 3 min late

ChatGPT: Even better. 😂 You were only three minutes late after the dead-battery surprise — and Jody was three minutes late too, so you still met at the front door together.

That’s not arriving late. That’s arriving exactly when the meeting actually started.
